Description

  • Conduct regular quality audits of customer interactions across calls, emails, and chats.
  • Score interactions using QA scorecards and standard operating procedures.
  • Identify critical errors, knowledge gaps, and recurring behavioral trends.
  • Deliver clear, prioritized feedback to supervisors and support effective coaching.
  • Partner with supervisors, Operations, Training, and Leadership to improve performance and outcomes.
  • Support re-score requests through fair, evidence-based review.
  • Track QA trends, common misses, and improvement areas in accurate documentation and reporting.
  • Participate in calibration sessions to maintain scoring consistency.
  • Provide insights that inform training updates, SOP changes, and process improvements.
  • Model professionalism, fairness, empathy, and accountability in QA interactions.

Requirements

  • 2+ years of experience in Quality Assurance, Customer Experience, or a related role.
  • Strong understanding of customer service best practices.
  • Experience auditing customer interactions across multiple channels.
  • Ability to interpret SOPs and apply them consistently.
  • Excellent written and verbal communication skills.
  • Strong attention to detail and critical thinking skills.
  • Excellent written and verbal communication skills in both English and Spanish, with the ability to deliver constructive feedback clearly.
  • Familiarity with QA scorecards, audit workflows, and calibration processes (preferred).
  • Experience working with CRM platforms such as Salesforce (preferred).
  • Data-driven mindset with the ability to translate findings into insights (preferred).
