Description

  • Review and evaluate agent calls and customer interactions to ensure quality and service standards are met.
  • Maintain consistent QA scoring and evaluation processes across the team.
  • Identify trends, recurring issues, and coaching opportunities from QA results and performance data.
  • Conduct structured coaching sessions and deliver actionable feedback to support agent development.
  • Own onboarding and training programs for new hires, including SOPs, training materials, QA documentation, and learning paths.
  • Prepare QA reports, coaching summaries, trend analyses, and performance dashboards for leadership.
  • Track training effectiveness and agent improvement over time.
  • Manage QA review cycles independently and maintain organized training schedules and documentation.
  • Collaborate with operations leadership on quality improvements and team consistency.

Requirements

  • Experience in quality assurance, coaching, training, call center operations, customer service, or leadership.
  • Proven experience in high-volume support environments.
  • Fully bilingual in English and Spanish.
  • Strong communication skills and the ability to deliver feedback professionally and confidently.
  • Strong organizational and documentation skills.
  • Ability to coach performance while holding agents accountable in a supportive way.
  • Comfortable working independently and proactively in a fast-paced environment.
  • Supervisory or team lead experience preferred.
  • Experience in healthcare, patient services, appointment scheduling, or concierge environments preferred.
  • Familiarity with QA scorecards, call scoring frameworks, CRM platforms, and customer service KPIs preferred.
