Description

  • Serve as the primary Tier 2 escalation point for Help Desk agents, providing advanced troubleshooting and technical guidance.
  • Triage incidents and coordinate Level 2 support with Operations Managers and technical teams.
  • Coordinate service restoration during system outages, application failures, and other operational incidents.
  • Administer user accounts and access in AIMS, PAS, Access Request Tools, and other authorized systems.
  • Manage soft and hard token issuance, troubleshooting, replacement, inventory tracking, and compliance monitoring.
  • Monitor SLA performance metrics, support reporting, and contribute to service-improvement initiatives.
  • Perform routine system administration, maintain logs, troubleshoot system and application issues, and implement corrective actions.
  • Support English- and Spanish-language Help Desk operations for users and agents.

Requirements

  • Associate degree in IT, Computer Science, Information Systems, or a related field, or an equivalent combination of education and experience.
  • At least 4 years of experience in Help Desk, technical support, system administration, application support, or a related IT support environment.
  • Conversational Spanish proficiency and customer support experience.
  • Experience administering enterprise user accounts, access permissions, and security roles.
  • Experience troubleshooting application-access, authentication, and user-account incidents.
  • Knowledge of incident management, escalation procedures, and service restoration processes.
  • Experience using ticketing systems and documenting technical issues, resolutions, and system changes.
  • Ability to work in a fast-paced environment while meeting SLAs, with strong analytical, problem-solving, and communication skills.
  • U.S. citizenship or Legal Permanent Resident status to obtain required security clearance.
  • Preferred: Experience with AIMS, PAS, Access Request Tools, IAM platforms, MFA/token solutions, high-availability environments, ITIL/ITSM processes, or relevant certifications such as CompTIA, HDI, or ITIL Foundation.
