Description

  • Design and evaluate fee inquiry scenarios to verify fee amounts and category names against a bank’s disclosed fee schedule.
  • Write statement clarification test cases that distinguish descriptor-mapping questions from genuine fraud claims and route them correctly.
  • Create autopay setup scenarios with edge cases such as incorrect payees, insufficient funds policies, wrong draft dates, and missing confirmation steps.
  • Build statement reprint cases that test archived statements, fee citations, and the difference between self-service and manual retrieval channels.
  • Develop beneficiary update scenarios that identify when a routine POD change requires specialist routing due to ERISA or spousal-consent issues.
  • Design card replacement cases involving card-block urgency, fraud-signal recognition, interim mobile-wallet guidance, and delivery trade-offs.
  • Author account closure scenarios that test retention-offer eligibility, pending-transaction checks, and proper refusal for ineligible customers.
  • Write fraud claim warm-handoff cases that include immediate card blocking, intake capture, Regulation E timing awareness, and transfer to the disputes team.
  • Grade responses for factual accuracy, conversational tone, empathy, and appropriate voice or chat register.
  • Assess whether responses are clear, accurate, and do not over-promise.

Requirements

  • 3+ years of front-line or supervisory experience in a U.S. bank or credit union call center, branch, or contact center.
  • Ability to read a bank fee schedule and identify the correct fee for a specific transaction without assistance.
  • Strong routing judgment for determining when issues belong with fraud, disputes, specialist teams, or loan servicing.
  • Familiarity with Regulation E timing windows, including the 60-day customer dispute window and the bank’s 10/45-day investigation windows.
  • Awareness of ERISA spousal-consent requirements on retirement accounts and community-property state rules for beneficiary changes.
  • Experience with retention-offer eligibility verification and the ability not to extend offers indiscriminately to customers threatening to close.
  • Ability to calibrate tone for voice calls and chat, including warmer conversational voice and concise direct chat.
  • Strong written English at C1+ level.
  • A degree in Business, Finance, Communications, or a related field is a plus but not required.
  • QA analyst, call-center trainer, or conversation designer background is a strong advantage for grader roles.
  • AAP (Accredited ACH Professional) credential is a strong signal for autopay and electronic-payment tasks.
